ESCALATIONS

You escalated it. Did the rep ever hear?

Most escalations are a note a manager writes to themselves. In WAOversight, escalating an item tells the rep whose chat it is, by email and on WhatsApp, and if nobody answers the customer, it tells them again on a schedule you set.

When a manager escalates an item in WAOversight, the rep whose WhatsApp chat it is gets an email, with your list copied, and a WhatsApp message from a separate number your workspace pairs. If nobody on your side writes to the customer or speaks to them on a call, the rep is reminded on your schedule, inside business hours.

THE ITEM PAGE

Every notice the rep got, and what happens next.

Megan escalated Jordan M.'s missed reply at 12:40 on Wednesday. This is the item the next morning: the escalation, 2 reminders, and the line that says why there will not be a third.

Each row is one notice and how it reached the rep: emailed, and the WhatsApp notice sent, or exactly why not. A manager is never left believing a rep was told when they were not.

Reminder 2 fell due after hours, so it went at 09:00. Marcus wrote to Jordan at 09:12, and the reminders stopped on their own.

Remind the rep now sends one more whenever a manager decides, but not within 15 min of the last notice. It does not use up the automatic ones.

WHO HEARS, AND HOW

One escalation, every route it takes.

Escalating writes to the rep in the 2 places a rep actually looks, copies the people you choose, and keeps every one of them out of the conversation itself.

What escalating does

Escalating is how a manager says "this one needs the rep, now", usually about a customer waiting past your reply SLA or a promise gone overdue. It opens an investigation for the item and, with Notify the rep ticked, which it is by default, tells the rep the queue names against it.

They get an email, and a WhatsApp message on their company number from your workspace's escalation number: a separate WhatsApp number an admin pairs for this alone. It is not one of your linked numbers, it is not archived, and it sends nothing but these notices. Without one, the rep is told by email only.

Anyone on your escalation list is copied on the rep's email: a team lead, a sales head, a shared inbox. When the rep cannot be emailed, because nobody holds the number, there is no address on file, or the rep switched these emails off, the list still hears.

The item records what happened: who was emailed, whether the WhatsApp notice was sent, and if not, why not.

When nothing happens

An escalation the rep reads and puts down used to need a manager to chase it by hand. Now the item does it. If nobody on your side has written on the chat or spoken to the customer on a connected call since the escalation, the rep is reminded: the same email, with the same people copied, and the same WhatsApp message, each saying it is a reminder and how long ago the item was escalated.

You set the schedule once, on the Escalation channels page: how long to wait, from 1 hour to 3 days, and how many reminders at most, from 1 to 10. The default is every 4 hours, up to 3. The wait counts from the moment the last notice reached the rep, not from when it was queued.

Reminders go out inside your business hours. One that falls due at night waits for the morning. Weekends are not skipped: your business hours apply to every day.

Switching reminders on never reaches back. Only items escalated after that are reminded, so nobody wakes up to a pile of old escalations.

What stops a reminder

A reply. The moment anyone on your side writes on the chat, from any linked number, or a WhatsApp call with the customer connects, the reminders stop. It does not have to be the rep: a colleague who answered the customer has done what the escalation asked.

They also stop when the item is no longer escalated, when its investigation is closed, or when the last reminder you allowed has gone. The item says which.

A reply stops the reminders, not the escalation. "Let me check" is a reply, and whether it was enough stays with the manager, or with Nora, which closes an escalated finding only once it has read the thread again and is sure it was dealt with.

Remind the rep now

Some escalations cannot wait 4 hours. Remind the rep now, on the item, sends one more notice straight away, by the same route. It is refused while the last notice is still on its way, and within 15 min of the last one, so a rep is never told twice in a minute. A reminder sent by hand does not use up the automatic ones, and the next automatic reminder waits the full interval from it.

What the rep receives

The email names the finding, the customer, how serious it is, how long it has been open and who escalated it, with a button to open the item. The WhatsApp message says the same in 2 or 3 lines, with the customer's name and number so the rep can tap straight through, and the link.

Reminder 1, as Marcus received it from Hudson Cotton's escalation number. With Nora on, the sentence in the middle is written by your own AI provider from 4 facts: the finding, how serious it is, how long it has been open and who escalated it. The provider never sees the conversation, the customer or the link.

Neither carries a word of the chat. Reading the conversation means opening the item, which needs a sign-in and is written to the access log before anything is shown, like every other read.

Notices are sent the way a person sends a message: a pause, then typing, never at a fixed interval. One can take a few minutes to arrive, and until it has, the item shows it as on its way. What your reps are told about all of this is on what your employer can and cannot see.

What this does not do

  • It never messages a customer. Notices go to your rep and the addresses you list, from the escalation number, and no linked company number can send through WAOversight.
  • It never puts the conversation in a notice. Not a quote, not the matched words, not Nora's reasoning.
  • It does not reply for the rep or move the chat to someone else. The reply still comes from a person, on their phone.
  • It cannot see a reply made outside WhatsApp. If the rep emailed the customer or rang them on an ordinary phone line, the reminders carry on until the item is closed or the last one has gone.
  • It does not remind on an item with no chat to act on, such as a number that dropped its link. Those stay with the manager.
  • It does not count against the rep. A message from the escalation number never opens a customer wait, so it cannot slow anyone's reply times.
  • It depends on the escalation number staying paired. Without it, or if WhatsApp restricts it, notices go by email only, and each item says why.

QUESTIONS

What managers ask about escalations

How do I escalate a WhatsApp chat to the sales rep who owns it?

Open the item in the attention queue and press Escalate, with Notify the rep ticked. The rep whose company number holds the chat is emailed and, if your workspace has paired an escalation number, sent a WhatsApp message linking to the item. Anyone on your escalation list is copied. Nothing is installed on the rep's phone.

What happens if the rep ignores an escalation?

They are reminded. If nobody on your side writes on the chat or speaks to the customer on a connected WhatsApp call, the rep gets the same email and WhatsApp message again, marked as a reminder, every 4 hours and up to 3 times by default. You can change both, switch reminders off, or remind the rep yourself from the item.

Do reminders go out at night?

No. A reminder is sent only inside the business hours you set for the workspace. One that falls due after hours goes out when they next begin. Weekends are not skipped, because business hours apply to every day.

Does the customer see any of this?

No. Notices go only to your rep and to the addresses on your escalation list. Nothing in WAOversight messages a customer, and no linked company number can send.

Who else can be told about an escalation?

An owner or admin can add up to 10 email addresses, such as a team lead or a shared inbox, on the Escalation channels page. They are copied on the rep's email, so everyone reads the same message and sees who else got it. They need no WAOversight login, and the email never contains the conversation.

What does the rep's WhatsApp message say?

That an item about their chat with a named customer was escalated, how serious it is, how long it has been open, and a link to it, with the customer's name and number. A reminder adds how long ago it was escalated. It never quotes the conversation.

Can a rep reply to the escalation number?

They can, but nobody reads it. The escalation number only sends notices, and nothing sent to it is stored. A reply there does not stop the reminders; writing to the customer does.

My team will think I don't trust them.

Then tell them, which you have to do anyway. Nothing here is hidden from your team: they are told which numbers are archived and why, before you link one. Your own reading is on the record too, because every manager view is written to an access log that your workspace owner and your auditors can read, and that nobody can edit or switch off. Send them our employee page before you roll it out.

How much work is setup?

One QR scan per number, about a minute each. Nothing for reps to install, no number changes, no migration. A ten-person team is live inside an hour.

Escalate it once. Let the item do the chasing.

Link a company number, pair an escalation number, and the next item you escalate reaches the rep on the phone they already carry.
